Case Study
Outbound Dialler Performance
Intelligent Contact Strategy Driving Better Engagement
Listen
The Challenge
Following a detailed review of outbound operations for a major utilities provider, Kura identified that the existing dialling strategy was not maximising the value of available customer data. Although high volumes of outbound activity were being completed, successful customer contact could be improved by refining how and when customers were contacted.
Operational analysis identified inconsistent customer segmentation, contact windows, recycling logic and call-outcome reporting. Existing reports showed campaign performance but did not consistently explain why performance varied or where improvements could be made.
The client required a structured optimisation programme that would improve connect rate, live-person contact, right-party contact and overall dialler efficiency while maintaining regulatory compliance.

What We Did
Dialling strategy
Redesign segmentation, contact windows and recycling logic
Call outcomes
Improve classifications, operational visibility and coaching insight
Performance insight
Introduce real-time dashboards and operational heatmaps
Technology
Reconfigure predictive dialling, integration and reporting capability
Continuous improvement
Review and refine performance through six-week cycles
Kura completed a comprehensive diagnostic of the dialler environment, reviewing campaign objectives, customer data, file structures, call flows, scripting, reporting requirements, outcome classifications and system configuration. Baseline measures were established across the key contact and efficiency indicators.
Using the findings, Kura rebuilt campaign call flows and dialling strategies, configured customer-segmentation rules, refined recycling logic and improved call-outcome reporting. Enhanced dashboards and heatmap analysis gave leaders real-time visibility of campaign performance and opportunities for further optimisation.
All changes were validated before live deployment. Updated reporting classifications, dialling strategies and configurations were demonstrated to operational stakeholders, maintaining alignment across operational, technical and compliance teams.
Following implementation, performance entered a structured six-week optimisation cycle. Contact rates, idle time, nuisance rate and campaign performance were reviewed against customer behaviour and operational evidence, allowing strategies to be continually refined.
increase successful customer contact through better segmentation, contact timing and operational insight, while creating a repeatable framework for continuous dialler improvement.

The Results
The optimisation programme delivered measurable improvements across dialler performance, operational efficiency and successful customer engagement. The programme also created a repeatable optimisation methodology supported by clearer call outcomes, enhanced reporting, better segmentation and ongoing evidence-led reviews.

Key Learnings
The programme was designed to create a sustainable optimisation framework rather than deliver a one-off improvement. Structured governance centred on regular dialler reviews, six-week strategy cycles, operational dashboards and real-time reporting.
Customer segmentation, contact windows, recycling logic and outcome reporting are reviewed continually so dialling strategies evolve alongside customer behaviour and business priorities.
The key lesson is that dialler performance improves when every operational change is supported by measurable evidence before it becomes part of business-as-usual delivery.
